Service level agreement

high/critical level support (incidents that directly impact website and cause major service disruption)

Expected response is acknowledgment of issue within 30 minutes (during business hours), resolution within 2 hours during business hours. If resolution is not achievable within 1 hour, site to be restored from backup to ensure 2 hour SLA achieved.

Medium/low level support (incidents that impact functionality and reduce service but that don't disrupt operation of the website as a whole)

expected response is acknowledgment of issues within 1 working day, resolution plan within 2 working days, resolution within 5 working days.
